Abstract: Актуальность исследования определяется потребностью финансовых организаций в повышениикачества обслуживания клиентов и улучшении учета их потребностей для усиления позиций наконкурентном рынке. Цель работы: обосновать необходимость изменения подхода с продуктоориентированного на клиентоориентированный с целью совершенствования политики банка по взаимодействию с клиентами. Методы исследования: сравнительный статистический анализ результатов финансовой деятельности банков и метод социологического опроса клиентов банка иперсонала финансовых организаций. Результаты. Изучено влияние ориентации банка на клиентови качества предоставляемых услуг на показатели финансовой эффективности коммерческогоучреждения (объем продаж, рентабельность, снижение издержек). Рассмотрено развитие онлайнбанкинга и интернет-банкинга. Доказана связь между доходностью банка и уровнем клиентоориентированности. Обобщен мировой опыт этой связи, а также выделена страновая специфика вразных регионах мира. Изучена зависимость между степенью удовлетворенности клиентов и ихпоследующей лояльности банку, а также перспективные направления расширения рынка банковских услуг. Отмечены произошедшие вследствие научно-технического прогресса изменения психологии клиента. Определены основные направления повышения эффективности работы банковскогоперсонала.
The relevance of the research is determined by the need for financial organizations to improve the quality ofcustomer service and to take into account their needs to improve their positions in a competitive market. Themain aim of the study is to substantiate the need to change the bank's policy on interaction with customersfrom a product-oriented approach to a client-oriented one. Methods. The authors have applied thecomparative statistical analysis of financial performance of banks. The sociological surveys of the clients ofthe bank and personnel of financial organizations were carried out. A multi-factor analysis of therelationship between the level of client-orientedness of banks and the results of their financial activities wascarried out. Results. The authors have studied the influence of the bank orientation on clients and the qualityof services provided on the financial efficiency of a commercial institution (sales volume, profitability, costreduction). The paper considers the development of online banking and Internet banking. The relationshipbetween the profitability of the bank and the level of customer-centricity is proved. The authors generalizedthe world experience of this relation, and singled out country specificity in different regions of the world. Thedependence between the degree of customer satisfaction and their subsequent loyalty to the bank wasstudied. The paper describes the prospective directions in expansion of banking service market, as well as thechanges in the psychology of a client that took place due to scientific and technological progress. The basicdirections in increasing the efficiency of work of the bank personnel are allocated.
